J.O.: I'm currently a partner and one of the founding team members at Altimeter Group.  I'm currently the Research Director, as well as wear the hat of Industry Analyst. Prior to joining Altimeter, I was an Industry Analyst at Forrester covering Social Computing, and before that, deployed and managed the social media program at Hitachi Data Systems in Santa Clara.  Around that time, I started a career blog called Web Strategy which focused on how companies were using the web to connect with customers --and never looked back. Q: As an industry analyst, what are you focused on these days? J.O.: There are three trends that I'm focused my research on at this time:  1) The Dynamic Customer Journey:  Individuals (both b2c and b2b) are given so many options in their sources of data, channels to choose from and screens to consume them on that we've found that at each given touchpoint there are 75 potential permutations.  Companies that can map this, then deliver information to individuals when they need it will have a competitive advantage and we want to find out who's doing this.  2) One of the sub themes that supports this trend is Social Performance.  Yesterday's social web was disparate engagement of humans, but the next phase will be data driven, and soon new technologies will emerge to help all those that are consuming, publishing, and engaging on the social web to be more efficient with their time through forms of automation.  As you might expect, this comes with upsides and downsides.  3) The Sentient World is our research theme that looks out the furthest as the world around us (even inanimate objects) become 'self aware' and are able to talk back to us via digital devices and beyond.  Big data, internet of things, mobile devices will all be this next set. Q: People cite that the line between work and life is getting more and more blurred. Do you see your personal life influencing your professional work? J.O.: The lines between our work and personal lives are dissolving, and this leads to a greater upside of being always connected and have deeper relationships with those that are not.  It also means a downside of society expectations that we're always around and available for colleagues, customers, and beyond.  In the future, a balance will be sought as we seek to achieve the goals of family, friends, work, and our own personal desires.  All of this is being ironically written at 430 am on a Sunday am.  Q: How can people keep up with what you’re working on? I’m really proud to have taken an active role in the first ever LeWeb outside of Paris. This one, which was featured in downtown London across the street from Westminster Abbey was sold out. If you’ve not heard of LeWeb, this is a global Internet conference hosted by Loic and Geraldine Le Meur, a power couple that stem from Paris but are also living in Silicon Valley, this is one of my favorite conferences to connect with brands, technology innovators, investors and friends. Altimeter was able to play a minor role in suggesting the theme for the event “Faster Than Real Time” which stems off previous LeWebs that focused on the “Real time web”. In this radical state, companies are able to anticipate the needs of their customers by using data, technology, and devices and deliver meaningful experiences before customers even know they need it. I explore two of three of Altimeter’s research themes, the Dynamic Customer Journey, and the Sentient World in my speech, but due to time, did not focus on Adaptive Organization.

  • 3 Key Trends For Mobile Commerce – Location, Location, Location

    This past weekend I was at a major bookstore chain and looking for a particular book.  Rather than ask the clerk, I went to my smartphone and went online to find the book title, author, and competing price.  I know I’m not alone in this effort and more and more individuals (and businesses) will use the power of mobility to tilt the scale in their favor. Armed with a mobile device – smartphone or tablet – folks will use them to research, compare, and ultimately purchase.  A recent PayPal survey found that 46% of respondents plan to use a mobile device this holiday season to make a purchase.   An astounding 27% of consumers in an e-tailing group survey commissioned by Oracle, use a tablet device daily or several times a week to research products and services. Beyond researching or making purchases, 35% of consumers use their smartphone to receive offers and coupons, and 32% access coupons and redeem them at their local retail store.  And with GPS capabilities in smartphones and tablet (and with user’s approval), retailers will start pushing coupons and offers directly to phone users based on their proximity to their store (or their competitors). Security is one concern that both shoppers, companies and phone manufacturers will have to deal with in the coming years.  In that same Oracle-sponsored e-tailing group consumer survey, 32% of consumers were concerned about giving their credit card information via a smartphone.   • “Big Data” Is A Small Concept Unless You Can Apply It To The Customer Experience

    There’s been a lot of recent talk in the industry about “big data”.  Much can be said about the importance of big data and the results from it, but you need to always consider the customer experience when analyzing and applying customer data. Personalization and merchandising drive the user experience.  Big data should enable you to gain valuable insight into each of your customers and apply that insight at the moment they are on your Web site, talking to one of your call center agents, or any other touchpoint.  While past customer experience is important, you need to combine that with what your customer is doing on your Web site now as well what they are doing and saying on social networking sites.  It’s key to have a 360 degree view of your customer across all of your touchpoints in order to provide that relevant and consistent experience that they come to expect when interacting with your brand. Big data can enable you to effectively market, merchandize, and recommend the right products to the right customers and the right time.  By taking customer data and applying it to product recommendations, you have an opportunity to gain a greater share of wallet through the cross-selling and up-selling of additional products and services.  You can also build sustaining loyalty programs to continue to engage with your customers throughout their long-term relationship with your brand.

Your employees are speaking to one another on social media sites. In an Oracle survey, 40% of consumers factor in Facebook recommendations when making purchasing decisions. Despite the rise of social networking, 70% of marketers report having little understanding of social media conversations happening around their brand. These social campaigns are now integrated and tracked as another marketing channel in Oracle Fusion CRM. The technology company can now track and respond to a particular customer as he moves across multiple channels – without having to restart the conversation each time the customer contacts the company. Furthermore, the technology company can see in one interface what marketing channels – including social – is performing best for each promotion. Besides being a Software-as-a-Service solution, social is also a Platform-as-a-Service solution. The benefit here is that customers can extend the functionality of our social applications to suit their particular needs or create their own social application from scratch. During the Social Developer track, developers are learning how to use Java and other industry-standard programming languages to plug in social functionality to enterprise applications.   • Analyst Firm Gives Oracle Highest Rating for Local Government CRM

    Gartner, Inc. has given Oracle a rating of "Strong Positive," the highest possible ranking, in its report "MarketScope for Local Government CRM Products." The report compares the offerings of nine providers of CRM commercial off-the-shelf software for local government agencies. Gartner notes that a provider receiving a Strong Positive ranking must be a "provider of strategic products, services or solutions..." and recommends that "customers continue with planned investments and potential customers consider this vendor a strong choice for strategic investments." "Local governments today face tough challenges as they are tasked with reducing costs while at the same time providing citizens with services and information more quickly and efficiently than ever before.   • Managing Social Relationships for the Enterprise – Part 1

In addition, according to social media thought leader and Analyst from Altimeter Group, Jeremiah Owyang, companies now average 178 corporate-owned social media accounts. When Oracle added leading social marketing, listening analytics and development tools from Vitrue, Collective Intellect and Involver to its Oracle’s Cloud Services Suite we went beyond providing a single set of tools. We developed an entire framework to include a comprehensive social relationship management suite to help companies move beyond the social enterprise and achieve the social-enabled enterprise.  The fundamental shift from transaction to engagement means that enterprises need not only a social strategy, but should also ensure that the information and data received from social initiatives flow back to marketing, sales, support and service.   • The Customer Experience Imperative: A Game Changer for Brands

    By Anthony Lye, SVP, Cloud Applications Strategy, Oracle We know that customer experience has emerged as a primary differentiator for businesses today.  I’ve talked a lot about the new age of the empowered consumer. At Oracle we’ve spent a lot of time developing technologies and practices that our customers can implement to greatly improve their customer experience strategies. Of course I’m biased, but I think that we have created a portfolio of the best solutions on the planet to help organizations deal with the challenges of providing great customer experiences. We’ve done this because we started to witness some trends over the last few years. As the average person began to utilize social and mobile technologies more frequently and products commoditized, customer experience truly remained the only sustainable differentiator for businesses.In fact, we have seen that customer experience is often driving the success or the failure of a product or a brand. And as end customers have become more vocal about their experiences with companies on social and mobile channels, they now have the power to decide which brands will win and which brands will lose. To address this customer experience imperative, I believe that business today must do three things really well:Connect with your customers. You have to connect with customers whenever, wherever and however they want. Organizations must provide a great experience on their existing channels— the call center, the brick and mortar store, the field sales organizations, the websites and social properties. Businesses must also be great at managing and delivering journeys on these channels, while quickly adapting to embrace the new channels that emerge. You have to understand mobile. You have to understand social. You have to understand kiosks. These are all new routes to market, new channels where your customers may or may not show up. You have to interact with them where they are. You have to present information in a way that's meaningful to them. As well as providing what we would call a multichannel experience. We have to recognize that customers may start their experience on one channel, but end it on a different channel. It’s important that an organization’s technology solutions enable, not just a multichannel strategy, but a strategy that can power new channels and create customer journeys that cross these channels.Get to know your customers. Next, companies need to get to know the customer as intimately as the customer will allow. Today most customer interactions are anonymous, but it’s important for brands to know which customers drive value. Customers want to provide feedback. They want to share their opinions, but they want to know that those opinions are being heard and acted upon. For this to occur, we need to know much more about the customer and then reward them for their loyalty and for their advocacy.Enable connections. The last thing is to enable people to connect or transact with your brand. We've got to make it really, really simple for customers to do business with us. We can't make them repeat the steps; we can't make them tell us their identity for the fifth time as they move between organizations. These silos can no longer sustain or deliver a good customer experience. It's extremely important that companies be where customers want them to be—that we create profitable journeys for us and for them.Organizations have to make sure that there is a single source of truth that defines the customer. We have to make sure that the technology applications that we rely on understand not just the dimensions of multichannel, but of cross-channel too. We have to enable social at the very core of the overall architecture. We have to use historical analytics, real-time decisioning as well as predictive analytics to help personalize and drive an experience. And these are all technologies that IT needs, that IT is familiar with, but needs to enable for the line of business that in turn can enable for the end customer.  This means that we've got to make our solutions available to the customers in the cloud.In this new age of the empowered consumer, businesses have to focus on delivery mechanisms that reduce the overall TCO, while driving a rapid rate of innovation and a more rapid rate of deployment.   • Less Can Be More In E-Commerce

    Today’s consumers are inundated with product choices and vendors. Visit your favorite electronics retailer and see the vast assortment of flat panel televisions. Or the variety of detergents at the supermarket. All of this can be daunting for the average consumer who is looking for the products and services that interest them.  In a study titled “Choice is Demotivating: Can One Desire Too Much of a Good Thing”, the author, Sheena Iyengar found that participants actually reported greater subsequent satisfaction with their selections and wrote better essays when their original set of options had been limited. The same can be said for e-commerce and your website. Being able to quickly convert shoppers into buyers with effective merchandising is what makes leading businesses successful. You want to engage each individual visitor with the most-relevant content to drive higher conversions and order values while decreasing abandonment, but predicting what will resonate with each customer is difficult. In a world of choices, online merchandizing tools can help personalize, streamline, and refine what your customers view when they browse your online catalog. The key to being effective is to align your products and content as closely as possible with the customer’s needs. The goal on the home page is to promote your brand and push visitors farther into the site. The home page is often the starting point for repeat customers as well as for new visitors hoping to address their current product needs. As the customer selects different filters and narrows the choices, valuable information is being provided to the retailer about the customer’s current need—regardless of previous search behavior or what other customers with a similar demographic profile have purchased. Together with search pages, category browse pages are among the primary options available to customers as a means of finding products on your site. Once a customer reaches the product detail page, it is clear what that person desires, regardless of the segment the customer falls into. However, don’t disregard campaign-based promotions completely. A campaign targeted to all customers but featuring rule-driven promotions tied to the product can be effective.   • Purple Cows, Copernicus, and Shampoo – Lessons in Customer Experience

    What makes a great customer experience? And, why should you or your organization care? These are the questions that set the stage for the Oracle Customer Experience Summit, which kicked off yesterday in San Francisco. Day 1: The first day was filled with demos and insights from customer experience experts and Oracle customers sharing what it takes to deliver great customer experiences. Author Seth Godin delivered an entertaining presentation that included an in-depth exploration of the always-connected, always-sharing experience revolution that we are witnessing and yes, talked about the purple cow. It turns out that customer experience is your way to be the purple cow. Before everyone headed out to see Pearl Jam and Kings of Leon at the Oracle customer appreciation event, the day wrapped up with a discussion around building a customer-centric culture. Where do you start? Whom does it involve? What are some pitfalls to avoid? Day 2: The second day addressed the details behind all the questions brought up at the end of Day 1. Before you start on a customer experience initiative, Paul Hagen noted that you must understand you will forge a path similar to Copernicus. You will be proposing ideas and approaches that challenge current thinking in your organization. Just as Copernicus' heliocentric theory started a scientific revolution, your customer-centric efforts will start an experience revolution. If you think customer experience is like a traditional marketing approach, think again. It’s not about controlling your customers and leading them where you want them to go. It might sound like heresy to some, but your customers are already in control, whether or not your company realizes and acknowledges it. And, to survive and thrive, you'll have to focus on customers by thinking outside-in and working towards a brand that is better and more authentic. We learned how Vail Resorts takes this customer-centric approach. Employees must experience the mountain themselves and understand the experience from the guest’s standpoint. This has created a culture where employees do things for guests that are not expected. We also learned a valuable lesson in designing and innovating customer-centered experiences from Kerry Bodine. First you make the thing, and then you make the thing right. In this case, the thing is customer experience. Getting customer experience right means iterative prototyping and testing of your ideas. This is where shampoo comes in—think lather, rinse, repeat. Be prepared to keep repeating until the customer experience is right.   • Seizing the Moment with Mobility

    Empowering people to work where they want to work is becoming more critical now with the consumerisation of technology. Employees are bringing their own devices to the workplace and expecting to be productive wherever they are. Sales people welcome the ability to run their critical business applications where they can be most effective which is typically on the road and when they are still with the customer. Oracle has invested many years of research in understanding customer's Mobile requirements. “The keys to building the best user experience were building in a lot of flexibility in ways to support sales, and being useful,” said Arin Bhowmick, Director, CRM, for the Applications UX team. “We did that by talking to and analyzing the needs of a lot of people in different roles.” The team studied real-life sales teams. “We wanted to study salespeople in context with their work,” Bhowmick said. “We studied all user types in the CRM world because we wanted to build a user interface and user experience that would cater to sales representatives, marketing managers, sales managers, and more. Not only did we do studies in our labs, but also we did studies in the field and in mobile environments because salespeople are always on the go.” Here is a recent post from Hernan Capdevila, Vice President, Oracle Fusion Apps which was featured on the Oracle Applications Blog.  Mobile devices are forcing a paradigm shift in the workplace – they’re changing the way businesses can do business and the type of cultures they can nurture. As our customers talk about their mobile needs, we hear them saying they want instant-on access to enterprise data so workers can be more effective at their jobs anywhere, anytime. They also are interested in being more cost effective from an IT point of view. The mobile revolution – with the idea of BYOD (bring your own device) – has added an interesting dynamic because previously IT was driving the employee device strategy and ecosystem. That's been turned on its head with the consumerization of IT. Now employees are figuring out how to use their personal devices for work purposes and IT has to figure out how to adapt. Blurring the Lines between Work and Personal Life My vision of where businesses will be five years from now is that our work lives and personal lives will be more interwoven together. In turn, enterprises will have to determine how to make employees’ work lives fit more into the fabric of their personal lives. And personal devices like smartphones are going to drive significant business value because they let us accomplish things very incrementally. I can be sitting on a train or in a taxi and be productive. At the end of any meeting, I can capture ideas and tasks or follow up with people in real time. Mobile devices enable this notion of seizing the moment – capitalizing on opportunities that might otherwise have slipped away because we're not connected. For the industry shapers out there, this is game changing. The lean and agile workforce is definitely the future. This notion of the board sitting down with the executive team to lay out strategic objectives for a three- to five-year plan, bringing in HR to determine how they're going to staff the strategic activities, kicking off the execution, and then revisiting the plan in three to five years to create another three- to five-year plan is yesterday's model. Businesses that continue to approach innovating in that way are in the dinosaur age. Today it's about incremental planning and incremental execution, which requires a lot of cohesion and synthesis within the workforce. There needs to be this interweaving notion within the workforce about how ideas cascade down, how people engage, how they stay connected, and how insights are shared. How to Survive and Thrive in Today’s Marketplace The notion of Facebook isn’t new. We lived it pre-Internet days with America Online and Prodigy – Facebook is just the renaissance of these services in a more viral and pervasive way. And given the trajectory of the consumerization of IT with people bringing their personal tooling to work, the enterprise has no option but to adapt. The sooner that businesses realize this from a top-down point of view the sooner that they will be able to really drive significant innovation and adapt to the marketplace. There are a small number of companies right now (I think it's closer to 20% rather than 80%, but the number is expanding) that are able to really innovate in this incremental marketplace. So from a competitive point of view, there's no choice but to be social and stay connected. By far the majority of users on Facebook and LinkedIn are mobile users – people on iPhones, smartphones, Android phones, and tablets. It's not the couch people, right? It's the on-the-go people – those people at the coffee shops. Usually when you're sitting at your desk on a big desktop computer, typically you have better things to do than to be on Facebook. This is a topic I'm extremely passionate about because I think mobile devices are game changing. Mobility delivers significant value to businesses – it also brings dramatic simplification from a functional point of view and transforms our work life experience.
