The very best Contact Centres are those with high first contact resolution, customer satisfaction and agent productivity. But how many companies really believe they are the best? And how many believe that they can be? We know that with the right tools, companies can aspire to greatness – and achieve it. Core to this is ensuring their agents have the best tools that give them the right information at the right time, so they can focus on the customer and provide a personalised, professional and efficient service. Today there are multiple channels through which customers can communicate with you; phone, web, chat, social to name a few but regardless of how they communicate, customers expect a seamless, quality experience. Most contact centre agents need to switch between lots of different systems to locate the right information. This hampers their productivity, frustrates both the agent and the customer and increases call handling times. With this in mind, Oracle RightNow has designed and refined a suite of add-ins to optimize the Agent Desktop. Each is designed to simplify and adapt the agent experience for any given situation and unify the customer experience across your media channels. Let’s take a brief look at some of the most useful tools available and see how they make a difference. Contextual Workspaces: The screen where agents do their job. Agents don’t want to be slowed down by busy screens, scrolling through endless tabs or links to find what they’re looking for. They want quick, accurate and easy. Contextual Workspaces are fully configurable and through workspace rules apply if, then, else logic to display only the information the agent needs for the issue at hand . Assigned at the Profile level, different levels of agent, from a novice to the most experienced, get a screen that is relevant to their role and responsibilities and ensures their job is done quickly and efficiently the first time round. Agent Scripting: Sometimes, agents need to deliver difficult or sensitive messages while maximising the opportunity to cross-sell and up-sell. Containing sophisticated branching logic, scripting helps agents to capture the right level of information and guides the agent step by step, ensuring no mistakes, inconsistencies or missed opportunities. Guided Assistance: This is typically used to solve common troubleshooting issues, displaying a series of question and answer sets in a decision-tree structure. This means agents avoid having to bookmark favourites or rely on written notes. Agents find particular value in these guides - to quickly craft chat and email responses. What’s more, by publishing guides in answers on support pages customers, can resolve issues themselves, without needing to contact your agents. And b ecause it can also accelerate agent ramp-up time, it ensures that even novice agents can solve customer problems like an expert. Desktop Workflow: Take a step back and look at the full customer interaction of your agents. It probably spans multiple systems and multiple tasks. With Desktop Workflows you control the design workflows that span the full customer interaction from start to finish. As sequences of decisions and actions, workflows are unique in that they can create or modify different records and provide automation behind the scenes. This means your agents can save time and provide better quality of service by having the tools they need and the relevant information as required. And doing this boosts satisfaction among your customers, your agents and you – so win, win, win! I have highlighted above some of the tools which can be used to optimise the desktop; however, this is by no means an exhaustive list. In approaching your design, it’s important to understand why and how your customers contact you in the first place. Once you have this list of “whys” and “hows”, you can design effective policies and procedures to handle each category of problem, and then implement the right agent desktop user interface to support them. This will avoid duplication and wasted effort. Five Top Tips to take away: Start by working out “why” and “how” customers are contacting you. Implement a clean and relevant agent desktop to support your agents. If your workspaces are getting complicated consider using Desktop Workflow to streamline the interaction. Enhance your Knowledgebase with Guides. Agents can access them proactively and can be published on your web pages for customers to help themselves. Script any complex, critical or sensitive interactions to ensure consistency and accuracy.   • TDD with limited resources

    I work in a large company, but on a just two man team developing desktop LOB applications. I have been researching TDD for quite a while now, and although it is easy to realize its benefits for larger applications, I am having a hard time trying to justify the time to begin using TDD on the scale of our applications. I understand its advantages in automating testing, improving maintainability, etc., but on our scale, writing even basic unit tests for all of our components could easily double development time. Since we are already undermanned with extreme deadlines, I am not sure what direction to take. While other practices such as agile iterative development make perfect since, I am kind of torn over the productivity trade-offs of TDD on a small team. Are the advantages of TDD worth the extra development time on small teams with very tight schedules?

Somehow make becoming badasses into a game they will enjoy playing Training Showcase github checkins on screens around the office Add an "engineer of the month" to the intranet home page How can I drive traffic to the intranet home page? What crazy futuristic idea would drive engineers to go to the page every day to see who of their peers are making more money than them (inferred via recognition) and then go off and improve their skills and productivity to see their standings improve on the home page??? Or any ideas just to foster collaboration and love for their jobs so they start taking more pride in their work?? Don't take my ideas as symptomatic of our org. I take full responsibility for not knowing the right way to do this.

  • Is windows a "second class citizen" in the django community?

    I'm currently doing R&D for a web application which we plan to host ourselves initially and then allow customers to self host. My task has been evaluating web frameworks to see which would give us the biggest productivity initially and ease of maintence while also allowing us to easily support deployment to customer controlled environments. Our team has experience with ASP.NET (MVC and Webforms) and Ruby on Rails. Our experience with rails is that windows deployment is a very taboo subject and any questions on IRC or SO are met with knee jerk "why not linux" responses.. However in this case our target market may be running windows or linux servers. Is this also the case in django land? Is it possible with rubbish performance? Is it possible with lost of pain? Is it seen as reasonable and not treated as a completely stupid idea for not wanting to run linux?

In our company, which consists of many teams responsible for "classic" software development, business intelligence, virtualization, hardware, etc., we are kind of a small startup because we were the first to use agile methods like Scrum and we are open to new technologies and methods. Also our team is pretty young with me being the oldest with 30 years. We would like to further raise productivity and motivation and thus are currently collecting points which make up a good developer/hacker culture and which may be improved in our team/company. This can be points that we can either improve ourselves or have to pass on to management. I would like to know what in your opinion defines good, modern developer culture? What does developer culture consists of? For example is it clearly defined career opportunities geeky office benefits like trips to extraordinary conferences like WWDC or Google I/O ...

  • The JavaOne 2012 Sunday Technical Keynote

    At the JavaOne 2012 Sunday Technical Keynote, held at the Masonic Auditorium, Mark Reinhold, Chief Architect, Java Platform Group, stated that they were going to do things a bit differently--"rather than 20 minutes of SE, and 20 minutes of FX, and 20 minutes of EE, we're going to mix it up a little," he said. "For much of it, we're going to be showing a single application, to show off some of the great work that's been done in the last year, and how Java can scale well--from the cloud all the way down to some very small embedded devices, and how JavaFX scales right along with it."Richard Bair and Jasper Potts from the JavaFX team demonstrated a JavaOne schedule builder application with impressive navigation, animation, pop-overs, and transitions. They noted that the application runs seamlessly on either Windows or Macs, running Java 7. They then ran the same application on an Ubuntu Linux machine--"it just works," said Blair.The JavaFX duo next put the recently released JavaFX Scene Builder through its paces -- dragging and dropping various image assets to build the application's UI, then fine tuning a CSS file for the finished look and feel. Among many other new features, in the past six months, JavaFX has released support for H.264 and HTTP live streaming, "so you can get all the real media playing inside your JavaFX application," said Bair. And in their developer preview builds of JavaFX 8, they've now split the rendering thread from the UI thread, to better take advantage of multi-core architectures.Next, Brian Goetz, Java Language Architect, explored language and library features planned for Java SE 8, including Lambda expressions and better parallel libraries. These feature changes both simplify code and free-up libraries to more effectively use parallelism. "It's currently still a lot of work to convert an application from serial to parallel," noted Goetz.Reinhold had previously boasted of Java scaling down to "small embedded devices," so Blair and Potts next ran their schedule builder application on a small embedded PandaBoard system with an OMAP4 chip set. Connected to a touch screen, the embedded board ran the same JavaFX application previously seen on the desktop systems, but now running on Java SE Embedded. (The systems can be seen and tried at four of the nearby JavaOne hotels.) Bob Vandette, Java Embedded Architect, then displayed a $25 Rasberry Pi ARM-based system running Java SE Embedded, noting the even greater need for the platform independence of Java in such highly varied embedded processor spaces. Reinhold and Vandetta discussed Project Jigsaw, the planned modularization of the Java SE platform, and its deferral from the Java 8 release to Java 9. Reinhold demonstrated the promise of Jigsaw by running a modularized demo version of the earlier schedule builder application on the resource constrained Rasberry Pi system--although the demo gods were not smiling down, and the application ultimately crashed.Reinhold urged developers to become involved in the Java 8 development process--getting the weekly builds, trying out their current code, and trying out the new features:http://openjdk.java.net/projects/jdk8http://openjdk.java.net/projects/jdk8/spechttp://jdk8.java.netFrom there, Arun Gupta explored Java EE. The primary themes of Java EE 7, Gupta stated, will be greater productivity, and HTML 5 functionality (WebSocket, JSON, and HTML 5 forms). Part of the planned productivity increase of the release will come from a reduction in writing boilerplate code--through the widespread use of dependency injection in the platform, along with default data sources and default connection factories. Gupta noted the inclusion of JAX-RS in the web profile, the changes and improvements found in JMS 2.0, as well as enhancements to Java EE 7 in terms of JPA 2.1 and EJB 3.2. GlassFish 4 is the reference implementation of Java EE 7, and currently includes WebSocket, JSON, JAX-RS 2.0, JMS 2.0, and more. The final release is targeted for Q2, 2013. Looking forward to Java EE 8, Gupta explored how the platform will provide multi-tenancy for applications, modularity based on Jigsaw, and cloud architecture. Meanwhile, Project Avatar is the group's incubator project for designing an end-to-end framework for building HTML 5 applications. Santiago Pericas-Geertsen joined Gupta to demonstrate their "Angry Bids" auction/live-bid/chat application using many of the enhancements of Java EE 7, along with an Avatar HTML 5 infrastructure, and running on the GlassFish reference implementation.Finally, Gupta covered Project Easel, an advanced tooling capability in NetBeans for HTML5. John Ceccarelli, NetBeans Engineering Director, joined Gupta to demonstrate creating an HTML 5 project from within NetBeans--formatting the project for both desktop and smartphone implementations. Ceccarelli noted that NetBeans 7.3 beta will be released later this week, and will include support for creating such HTML 5 project types.
